What metrics actually matter for a call center, and which ones don't?

Metrics that matter

Answer rate: % of calls your team actually picked up. Target: 85%+. Below that, callers are hanging up.

Average handle time (AHT): How long calls take, start to finish. Matters only if it's extreme—if agents spend 45 minutes on a 5-minute problem, something's wrong. If it's 5–10 minutes, probably fine.

First contact resolution: Did the agent solve the problem, or does the customer have to call back? This drives cost. If only 60% of calls are resolved on first contact, your agents need better training or tools.

Conversion rate (for sales): % of calls that become customers. Track this by comparing call volume to closed deals.

Metrics that sound important but often don't

Where to start

Pick two: answer rate and first contact resolution. Those tell you if you're staffed correctly and if your team is capable. Everything else flows from there.

Most phone systems and CRMs calculate these automatically. You don't need a BI tool—just read the dashboard.
